General Summary of Job Details :

This position is responsible for delivering high-quality technical assistance to support operational processes. The role focuses on resolving customer concerns efficiently, either independently or through timely escalation, while consistently meeting defined service level agreements (SLAs).

Key Responsibilities :

Execute assigned transactions in accordance with established quality standards and process guidelines.

Respond to customer inquiries received via phone and email in a professional and courteous manner.
Capture accurate user information, including name, department, contact details, and issue description.

Maintain real-time availability updates in internal systems (such as RAVE) to support workflow efficiency.
Log, monitor, and document all customer interactions, troubleshooting actions, and resolution outcomes.

Follow approved procedures and workflows to address and resolve customer concerns.

Ensure resolutions are delivered within the SLAs defined in the client agreement.

Utilize internal knowledge bases, documentation, and FAQs to provide accurate and timely solutions.
Develop a strong understanding of product features to enhance troubleshooting and client communication.

Analyze recurring issues by reviewing call logs to identify trends and reduce repeat problems.

Maintain and update customer-facing self-help materials to improve resolution turnaround time.
Escalate critical or unresolved cases to the Team Leader when necessary.

Ensure all required product disclosures and relevant information are communicated before and after interactions.
Adhere strictly to contractual and compliance requirements to mitigate legal or service risks.

Customer Support & Issue Resolution :

Deliver outstanding service by effectively diagnosing and resolving technical concerns.

Guide customers through step-by-step troubleshooting processes in a clear and supportive manner.

Assist users in navigating product interfaces and understanding key features.
Address concerns professionally, ensuring a positive and solution-focused customer experience.

Maintain detailed records of all customer interactions in line with company policies.

Accurately log calls and emails using designated tracking systems.
Offer suitable alternative solutions when applicable to strengthen customer retention.

Communicate ideas clearly and adapt explanations to suit different audiences.

Conduct follow-up calls as required to gather feedback and ensure SLA compliance.
